Collect the questions you already hear

Start with the questions that come up before, during and after a customer conversation. What does the service include? What information is needed? How do people choose between options? Record the wording people actually use.

Give each question a useful home

Some answers belong on a service page. Others need a detailed article, a short video or a simple FAQ. Choose the format based on what the person needs to understand, rather than forcing every topic into the same template.

Make the answer specific

Explain the relevant process, trade-offs and next steps. Use examples you can support. Where the answer depends on the situation, say what it depends on and how someone can get a more specific answer.

Connect the next question

After answering one question, consider what the reader is likely to ask next. A useful internal link can guide them to related information or the service that addresses the problem.

Keep the material current

Content is an ongoing responsibility. Set aside time to review details, remove outdated advice and combine pages that repeat the same information. A smaller collection of useful answers can be easier to maintain and navigate.

Put it into practice

Let’s connect the thinking to the work.
